▼ According to Water Services Regulatory (WASREB) Report on Performance Review of Kenya’s Water Services Sector 2011-2012, Amatsi water Services Company limited have total population of 265,000 in the service area, population served is 43,676, total number of water connection is 5558, total active connection is 2475 and approximately losing 70% of its treated, clean, safe and potable water in form of Non Revenue Water (NRW) this is water that is majorly lost through pipe leakages and bursts which is as result of poor quality workmanship during installation or poor quality pipe fittings and water meters that doesn't give quality records on amount of water that has passed through them, illegal connection and reconnection of water supply to customers. According to inspection report by LVNWSB for the first quarter for the month of July, August and September 2013 indicated that, only 16% of the population and half total active customers in the service area are irregularly being served with water services for example; September 2013, billing for water services was Kshs. 1,934,010 while total revenue collected for the same month was Kshs. 796,290 and total expenses was Kshs. 2,190,561 making a loss of Kshs.1, 394,271. Therefore, with proper implementation of total quality management in provision of quality water services the Company can satisfy most of its customers, reduce NRW, increase population served in the area, active water connection and collection efficiency. These challenges will only be addressed well with a research on the influence of adoption of total quality management on provision of quality water services in Amatsi Water Company. The purpose of this study was to assess, determine and examine the influence of adoption of total quality management on provision of quality water services in Vihiga County, the case of Amatsi Water Company. The objective of the study was to establish the extent to which customer satisfaction, teamwork, employee involvement and continuous improvement activities influences provision of quality water services. The study targeted board of directors of both AWSC and LVNWSB and the Company staff. Members of the two boards are 20 in number while the staff of the company is approximately 60 in number. This study targeted all the employees and board of Directors totaling to 80 as approximate target population. A semi-structured research questionnaire was designed for administering to the Board of Directors. Questionnaire was administered to Amatsi Company staff. The validity of the instruments was ascertained by the pilot study. This ensured that the instructions were clear and all possible responses to each question were captured. In the study, content validity was determined by consulting the judgment of research supervisors within the University. The University supervisors reviewed the instruments, recommended for improvements and verify whether the instruments were able to address the objectives of the study. services est considérée de plus en plus comme un paramètre essentiel de la conception des
services sociosanitaires (MSSS, 2005). Selon les divers modèles théoriques de la qualité des
services (Donabedian, 1980; Kroger, 2007; OMS, 2004), la continuité des
services en constitue une composante importante, surtout pour une organisation des
services qui se veut de plus en plus intégrée. La continuité est abordée ici en s'appuyant sur la définition tridimensionnelle qu'en donnent Reid, Haggerty & McKendry, (2003). Elle est relationnelle, ce qui implique l'existence de rapports significatifs entre professionnels et usagers. Elle est informationnelle, ce qui suppose de rendre accessibles aux professionnels les informations requises pour l'exercice de leurs fonctions. Enfin, il faut ajouter la dimension d'approche, laquelle renvoie à la cohérence des diverses actions accomplies pour le bien-être et au bénéfice de l'usager. Le dossier clinique se présente comme une fenêtre par laquelle les trois objets que sont la qualité des
services, l'intégration des
services et la continuité des
services peuvent se révéler et s'articuler. Pourtant, peu de recherches ont analysé le dossier clinique spécifiquement sous cet angle, privilégiant plutôt les études portant sur sa conformité à certaines normes (audits) ou l'utilisation des dossiers cliniques dans une optique de triangulation des données. La présente étude aborde le dossier clinique en tant qu'observatoire de la continuité. Cette position s'explique par les contextes social et scientifique actuels, qui considèrent la continuité comme une dimension transversale de la qualité (Kroger et al. 2007) et la voient comme à la fois une condition et un effet de l'intégration des
services. Notre étude vise à repérer et à catégoriser des indices de continuité des
services tels qu'on les retrouve dans des dossiers cliniques d'usagers inscrits en gestion de cas, et ce, dans le but de contribuer à l'accroissement de la qualité dans les
services dispensés aux personnes âgées. En identifiant les façons dont les professionnels inscrivent des traces de continuité dans les dossiers cliniques des usagers et en dégageant les composantes de la continuité qui sont présentes dans les rédactions, la pertinence de l'usage des dossiers cliniques dans l'analyse de la continuité est précisée et quelques pistes méthodologiques d'analyse de la continuité des
services peuvent être esquissées. Nous avons procédé à l'analyse de 16 dossiers cliniques de personnes âgées de 75 ans et plus, qui vivent dans deux territoires où existent des réseaux intégrés de
services et qui sont inscrites en gestion de cas depuis au moins six mois. L'information contenue dans les dossiers cliniques des usagers a été extraite à l'aide d'outils conçus à cette fin spécialement pour notre étude. ▼ Post-Traumatic Stress Disorder (PTSD) has affected millions of veterans who have served in the United States Military. PTSD causes severe impairments in one's mental health, and is correlated with homelessness, substance abuse, and unemployment. Recently, the United States Department Veterans Affairs has been funded more to improve
services of mental health and other health care
services. Specifically, this study was interested in exploring the perceptions that veterans have of the
quality of
services that have been provided for PTSD.
Results indicated that the participants who utilized
services felt individual and family therapy
services were most helpful in reducing PTSD symptoms. Medication was less helpful suggesting further research on what types of medication are helpful. Participants also reported group therapy and service connected disability financial assistance were not helpful even though a majority of participants did not access it. Research indicates that veterans do not perceive
services to be helpful; therefore they do not utilize them.
Additional research can focus on exploring why veterans have not utilized
services. Social workers can intervene by educating veterans about PTSD and the
services that are provided in addition to other community agencies. Furthermore, social workers can evaluate returning veterans and their perception of the
quality of
services they have received to further improve
services.

▼ Web service technology is increasingly being used to build various e-Applications, in domains such as e-Business and e-Science. Characteristic benefits of web service technology are its inter-operability, decoupling and just-in-time integration. Using web service technology, an e-Application can be implemented by web service composition — by composing existing individual web services in accordance with the business process of the application. This means the application is provided to customers in the form of a value-added composite web service. An important and challenging issue of web service composition, is how to meet Quality-of-Service (QoS) requirements. This includes customer focused elements such as response time, price, throughput and reliability as well as how to best provide QoS results for the composites. This in turn best fulfils customers’ expectations and achieves their satisfaction. Fulfilling these QoS requirements or addressing the QoS-aware web service composition problem is the focus of this project. From a computational point of view, QoS-aware web service composition can be transformed into diverse optimisation problems. These problems are characterised as complex, large-scale, highly constrained and multi-objective problems. We therefore use genetic algorithms (GAs) to address QoS-based service composition problems. More precisely, this study addresses three important subproblems of QoS-aware web service composition; QoS-based web service selection for a composite web service accommodating constraints on inter-service dependence and conflict, QoS-based resource allocation and scheduling for multiple composite services on hybrid clouds, and performance-driven composite service partitioning for decentralised execution. Based on operations research theory, we model the three problems as a constrained optimisation problem, a resource allocation and scheduling problem, and a graph partitioning problem, respectively. Then, we present novel GAs to address these problems. We also conduct experiments to evaluate the performance of the new GAs. Finally, verification experiments are performed to show the correctness of the GAs. The major outcomes from the first problem are three novel GAs: a penaltybased GA, a min-conflict hill-climbing repairing GA, and a hybrid GA. These GAs adopt different constraint handling strategies to handle constraints on interservice dependence and conflict. This is an important factor that has been largely ignored by existing algorithms that might lead to the generation of infeasible composite services. Experimental results demonstrate the effectiveness of our GAs for handling the QoS-based web service selection problem with constraints on inter-service dependence and conflict, as well as their better scalability than the existing integer programming-based method for large scale web service selection problems. ▼ Este trabalho foi desenvolvido com os objetivos de analisar o Gerenciamento da Qualidade implantado em um serviço de enfermagem hospitalar e conhecer a opinião do enfermeiro a respeito desse Gerenciamento no serviço em que trabalha. Por tratarse de um estudo de caráter exploratório e descritivo optamos por utilizar, como instrumento de coleta de dados, um formulário para entrevista elaborado pela autora com base em Deming (1990) e Antunes (1997). A partir dos resultados obtidos, juntamente com a revisão da literatura, acreditamos que os objetivos inicialmente propostos foram alcançados. Como principais resultados do estudo podemos citar que 17 (100%) dos enfermeiros entrevistados: afirmam que conhecem a filosofia da Qualidade Total aplicada ao serviço de enfermagem em que trabalham e acreditam que a implantação da filosofia trouxe melhoria para a sua prática. Além disso, quatro (24%) dentre estes, únicos presentes no hospital desde a adoção da nova filosofia, percebem aumento na satisfação do cliente em relação aos cuidados prestados; acreditam que houve melhoria no relacionamento interpessoal da equipe de enfermagem; e acham que o desempenho profissional do pessoal de enfermagem aumentou após a implantação. Dentre os 14 princípios de Deming (1990), o mais bem pontuado pelos enfermeiros foi o sétimo, que diz respeito a adotar e instituir a liderança (82% de atribuições à pontuação máxima). Por outro lado, o princípio menos pontuado foi o terceiro: cesse a dependência da inspeção em massa (18% de atribuições à pontuação máxima). Pretendemos que os enfermeiros, principalmente os que exercem cargo de gerência, considerem a filosofia da Qualidade Total como viável e aceitem o desafio de romper as barreiras da tradição, passando do discurso para a prática.
This research aimed to analyze the management of quality implemented in a hospital nursing care to learn the opinion of nurses regarding the management of the service they perform. Because the study exploratory and descriptive characteristics, the data collection was performed through an interview using a form elaborated by the author based in Deming (1990) and Antunes (1997). We believe the initial objectives were reached based on the literature review and results obtained. Among the main the results we can point that 17 (100%) of the interviewed nurses affirm to know the philosophy of Total Quality applied to the nursing service in which they work and believe the implementation of the philosophy improved their practice. Beside that, four (24%) among all, the only ones present at hospital since the adoption of the new philosophy, perceive the client?s increased satisfaction regarding the care delivered; believe the interpersonal relationship of the nursing team improved; and believe the professional performance of the nursing team improved after the implementation of the philosophy. kokybės ir vartotojų poreikių patenkinimo srityje Lietuvoje ir
užsienyje. Trečioje darbo dalyje „SVEIKATINGUMO PASLAUGŲ KOKYBĖS
ĮTAKOS VARTOTOJŲ POREIKIŲ PATENKINIMUI TYRIMAS“ pateikiama tyrimo
metodika, gauti tyrimo rezultatai, jų analizė bei sukurtas
sveikatingumo paslaugų kokybės ir vartotojų poreikių patenkinimo
priklausomybės modelis. Darbe pateikiami 36 paveikslai, 16 lentelių
bei 1 priedas, kurie vaizdžiau perteikia informaciją. Darbą sudaro
83 puslapiai. Panaudotos literatūros sąrašą sudaro 42
šaltiniai.
Thesis is comprised of three parts. 83

information in a more pictorial way comprise the thesis. 42 source

▼ A l'époque où l'Internet est devenu la plateforme par défaut pour offrir de la valeur ajoutée, des nouveaux fournisseurs de services multimédia ont saisi cette opportunité en définissant les services Over-The-Top (OTT). Cependant, Internet n'étant pas un réseau de distribution fiable, il nécessaire de garantir de haut niveau de Qualité d'Expérience (QoE), ainsi que les revenues des Fournisseurs de Services d'Internet (ISP) et des OTTs.Le travail présenté dans ce document va au-delà de l'état de l'art, en proposant une solution qui prend en compte cet objectif. Les principaux apports qui y sont présentés peuvent être synthétisées en quatre contributions.En premier lieu, l'inclusion des paramètres liés aux modèles d'affaires dans l'analyse de la QoE a demandé un nouveau cadre pour calculer la QoE d'un service OTT. Ce cadre est basé sur le formalisme mathématique des Machines Étendues à États Finis (EFSM), ce qui profite de deux avantages des EFSMs~: les traces des machines suivent les décisions de l'utilisateur et les variables du contexte utilisés comme indicateurs de qualité, seront utilisées ultérieurement pour computer la QoE.La deuxième contribution consiste à mettre en œuvre deux algorithmes. Le premier fait le calcul d'une forme équivalent, ayant la forme d'un arbre qui représente les traces de la machine. Le deuxième utilise les traces et fait le calcul de la QoE pour les états terminaux de chaque trace. Les deux algorithmes peuvent être utilisés comme base d'un outil de monitorage capable de prévoir la valeur de la QoE d'un utilisateur. De plus, une mise en œuvre concrète des ces deux algorithmes comme une extension de l'Outil de Monitorage de Montimage (MMT) est aussi présentée.La troisième contribution présente la validation de l'approche avec un double objectif. D'une part, l'inclusion de paramètres du modèle d'affaires est validée et on détermine leur impact sur la QoE. D'autre part, le modèle de la QoE proposé est validé par la mise en œuvre d'une plateforme d'émulation d'un service OTT qui montre des vidéos perturbés. Cette implémentation est utilisée pour obtenir des valeurs estimées par utilisateurs réels qui sont utilisés pour dériver un modèle approprié de la QoE.La dernière contribution se base sur le cadre donné et fournit un analyse statique d'un service OTT. Cette procédure est réalisé par un troisième algorithme qui calcule la quantité des configurations contenues dans le modèle. En analysant à l'avance touts les scénarios possibles qu'un utilisateur peut rencontrer, le fournisseur des services OTT peut détecter des défauts dans le modèle et le service à une stade précoce du développement

▼ Aujourd'hui, la satisfaction du client et la joie deviennent les principaux différenciateurs pour évaluer l'efficacité des opérateurs télécoms et les fournisseurs de services. Dans ce marché concurrentiel, la mauvaise qualité de l'expérience (QoE) conduit à une réaction en chaîne de la parole négative de la bouche, pousser les clients dans les bras de concurrents en attente. Par conséquent, il est important pour les fournisseurs de services pour assurer la qualité supérieure de l'expérience afin d'éviter la déloyauté clientèle et la réputation négative. QoE est une émergence rapide multi-disciplinaire discipline axée sur la compréhension globale des exigences de qualité de l'homme sous différents angles tels que la technologie, des affaires et contexte d'utilisation. Le premier défi et avant tout est de comprendre comment différentes caractéristiques qui influencent liés à l'activité, la technologie, et le comportement influence du contexte humain. Dans cette thèse, les premiers travaux répond à ce défi de comprendre l'influence des domaines disparates sur QoE. Un modèle d'interaction QoE consolidée est proposé qui relie les domaines disparates (humains, des affaires, la technologie, et le contexte) pour comprendre la qualité globale de l'homme de l'expérience requise. Puis la taxonomie est présenté pour le modèle d'interaction QoE. Deuxième contribution dans cette thèse est basé sur le premier et son principal objectif est de capturer et analyser des données QoE à travers des études de l'utilisateur. Sur la base de données de l'utilisateur, l'influence des paramètres technologiques, contextuelles et d'affaires de plus de QoE sont évalués. Différents services multimédias ont été sélectionnés pour l'étude d'utilisateur tels que le service de streaming vidéo, la téléphonie (VoIP et PSTN), et service de téléconférence audio 3D. Selon le service multimédia, différents aspects ont été considérés lors de chaque étude sur les utilisateurs telles que les types de paramètres de service (QoS multimédia, le contenu, le contexte), les types de mesures (QoE subjective, objectif cognitif ou les deux), les caractéristiques de l'homme (âge, sexe, etc) , et les rôles de l'homme (l'utilisateur ou le client). Ces résultats aident à comprendre le lien entre QoE et d'autres domaines d'influence. La troisième contribution est basée sur les travaux en cours d'élaboration QoE des outils basés sur des services de streaming vidéo. Deux outils basés sur QoE pour l'évaluation des services multimédias ont été présentés dans cette thèse, leurs principales fonctions consistent à saisir, analyser et rapporter métriques QoE en temps réel. nes pastaraisiais metais sveikatos priežiūros specialistai ir jų
teikiamų paslaugų kokybė tapo vienu pagrindinių visuomenės
diskusijų objektu. Kokybiška sveikatos priežiūra padeda taupyti
išteklius ir geriau patenkinti pacientų lūkesčius bei sąlygoja
sveikatos priežiūros paslaugų, ir pacientų rinkos plėtrą. Paciento
nuomonė privalo būti naudojama kaip priemonė medicinos įstaigos
darbui vertinti, taip pat svarbu žinoti, kaip savo profesionalumą
vertina patys medikai. Lietuvoje įgyvendinamos ir plėtojamos
ilgalaikės sveikatos priežiūros kokybės strategijos, tačiau nėra
patvirtintų vieningų sveikatos priežiūros kokybės rodiklių ar
reikalavimų, pagal kuriuos būtų galima vertinti paslaugų atitiktį.
Tyrimo tikslas. Įvertinti Viešosios įstaigos (VšĮ) Panevėžio
ligoninės kokybės politiką. Darbo uždaviniai. 1. Atskleisti
sveikatos priežiūros kokybės sampratą. 2. Pateikti sveikatos
priežiūros kokybės politikos vertinimo galimybes ir kriterijus. 3.
Išnagrinėti VšĮ Panevėžio ligoninės kokybės politiką ir jos
ypatumus. 4. Atskleisti tyrimo rezultatų interpretaciją, pateikiant
VšĮ Panevėžio ligoninės pacientų požiūrį į gaunamų paslaugų kokybę.
5. Pateikti tyrimo rezultatų interpretaciją, atskleidžiant VšĮ
Panevėžio ligoninės med. personalo požiūrį į įstaigoje vykdomą
kokybės politiką ir pacientams teikiamų paslaugų kokybę. 5.

An issue of the Master’s Thesis is relevant,
because a health-care specialists and quality of their service has
become a major public debate in past several years. A qualified
health-care is helping earn resources and satisfy patients’
expectations in a better way as well giving a development of the
market for the health-care services and the patients. A viewpoint
of the patients should be used as a mean for assessment of the
health-care institution as well it is important to know, how the
medical personnel may evaluate their professional skills. The
long-term strategies of the health-care are realising and
developing in the Lithuania, however, no any unanimous indicators
or requirements of the health-care quality is confirmed, and in
accordance to which the services should be evaluated their match

quality of life (FQOL) refers to the degree to which families of individuals with disabilities are able to meet their basic needs, enjoy time together, and pursue leisure interests and activities (Park et al., 2003). Researchers have identified barriers that families of individuals with disabilities encounter as they pursue a life of
quality including elevated parental stress (Hauser-Cram, Warfield, Shonkoff, & Kraus, 2001), low socioeconomic status (SES) (Park, Turnbull, & Turnbull, 2002) and inadequate social service support (Soresi, Nota, & Ferrari, 2007). This study utilized data collected from a sample of parents (
N = 389) of children receiving special education
services from preschool through fifth grade to determine parental stress levels, satisfaction with social service supports and FQOL. Instruments included a demographic questionnaire, Parental Stress Scale (PSS; Berry & Jones, 1995), Client Satisfaction Questionnaire-8 (CSQ-8; Larsen, Attkisson, Hargreaves, & Nguyen, 1979) and Family
Quality of Life Survey (FQOLS; Turnbull et al., 2004). A MANCOVA analysis failed to reflect significant differences between parental stress levels and FQOL based on child disability type. Point biserial correlations did not reveal significant relationships between children’s free or reduced lunch (FRL) status, parental stress, satisfaction with social
services, and FQOL. Initial linear regression analysis indicated that parental stress was a significant predictor of FQOL (<em>p < </em>.001) while satisfaction with social
services approached significance (
p = .057). However, a subsequent linear regression analysis that included the interaction between satisfaction with social
services and parental stress failed to support a moderation effect between satisfaction with social
services and parental stress in the prediction of FQOL (
p = .142). The examination of parental stress and FQOL within a school-based setting was a unique contribution to the literature that focuses primarily on FQOL and families of children with disabilities within clinical, medical and mental health settings. Limitations of this study, future research directions, and implications for school-based mental health providers are presented.

▼ Background Annually approximately 303,000 maternal deaths occurred globally in 2015, of which 99% occurred in Low-and Middle-income countries (LMIC). Estimates suggest that Ethiopia is one of the ten countries that account for about 60% of these maternal deaths. Studies demonstrate that use of Family Planning (FP) can contribute to reducing maternal deaths. While a proportion of women are using FP
services, more than 214 million reproductive aged women in LMIC who desired to avoid or postpone pregnancy are not using any modern contraceptive methods. This trend in the use of FP
services is also found in Ethiopia. Along with socio-demographic and cultural factors, the
quality of care in FP
services has been shown to influence the use of FP
services. However, few studies have been conducted on the
quality of care in FP
services in Africa, and little evidence has been reported on the factors determining
quality of care in FP
services. While a few small studies that have assessed
quality of care in FP
services in Ethiopia, no study has identified systematically the factors associated with
quality of care or the influence of facility type on
quality of care. Aim The overall aim of the study is to identify the determinants and differences in
quality of care in FP
services. The overall study consisted of four interrelated studies each with their own inter-related but specific aim. These were: to assess and explore factors associated with
quality of care in FP
services in Africa (Study 1); to identify the client and facility-level determinants of
quality of care in FP
services in Ethiopia (Study 2); to compare the
quality of FP
services in private and public primary health care facilities and users’ characteristics of these facilities (Study 3), and since the use of FP guidelines was a factor in
quality of care, the last study’s aim was to understand provider perspectives on barriers to and facilitators for FP guidelines use in FP
services (Study 4). Methods This study employed a mix of study designs using three different methods and analytic approaches. Firstly, informed by a published systematic review protocol, a systematic review was conducted to evaluate the best available evidence on factors affecting the
quality of care in FP
services in Africa (Study 1). The systematic review included studies published between 1990 and 2016 in English. Quantitative studies reporting on factors affecting
quality of care and qualitative studies exploring client and provider experiences and/or perceptions of the factors that determine
quality of care in FP
services were considered for inclusion in the review. For quantitative studies, client satisfaction was used as a measure of
quality of care and was assessed in three ways: First, it was assessed using proxy questions reflecting client satisfaction on a range of issues such as waiting time, privacy for not being seen or heard by others, cleanliness of the facility, and costs of the

paslaugų sampratos, socialinių darbuotojų funkcijos bei vaidmenys,
ES socialinę apsaugos sistemą reglamentuojantys teisės aktai ir
Nemenčinės seniūnijos socialinių paslaugų kokybės vertinimo
atvejis. Darbo tikslas yra ištirti Nemenčinės seniūnijoje dirbančių
socialinių darbuotojų teikiamų paslaugų kokybę o pagrindinė darbo
problema yra susijusi su socialinių paslaugų vertinimu bei
socialinių darbuotojų darbo vertinimu. Tyrimo metu buvo pastebėta,
jog daugiausiai Nemenčinės seniūnijos gyventojai naudojasi tokiomis
socialinėmis paslaugomis, kaip nemokamas maitinimas, parama maisto
produktais, konsultavimas, informavimas bei reikiamų dokumentų
tvarkymu. Socialinių darbuotojų teikiamų paslaugų kokybę dauguma
respondentų vertina gerai ir teigia, kad socialiniai darbuotojai
stengiasi savo pareigas atlikti tinkamai bei kokybiškai. Tik
nedidelė dali gyventojų socialinių darbuotojų darbą vertina
vidutiniškai, kadangi pastebi nemažai trūkumų, kuriuos labai
aiškiai įvardija. Labiausiai gyventojai norėtų iš socialinių
darbuotojų malonesnio bendravimo, daugiau informacijos apie
teikiamas socialines paslaugas, daugiau skambučių bei daugiau
skelbimų apie teikiamas socialines paslaugas. Socialinių darbuotojų
apklausoje, ne visos socialinės darbuotojos sugebėjo paaiškinti,

The scientific paper is an overview of
social work as professional development, social worker and social
services concept, a social worker functions and roles, and the EU’s
social protection system legislation and Nemencine neighborhood
quality of social services assessments. The aim is to explore the
neighborhood Nemencine social workers working in the service
quality of work and the main problem is related to the social
services assessment, and evaluation of social workers. The study
has been observed that most of the residents of Nemencine use
social services such as free meals, food aid, counseling,
information and documents processing. Social worker’s quality of
services, most respondents said the good and the social workers try
to perform his duties properly and with high quality. Only a small
proportion of the population of social workers work in a medium,
since the notes a number of shortcoming, which clearly identifies.
Most people want from social workers communicate more enjoyable,
more information about social services, more and more calls on ads
in social services. Survey of social workers, social workers, not

▼ The primary motivation of this PhD by publication has been the apparent disconnect between the metrics of hospital quality of care at national and board level and patients’ experiences. Exploration of the gap led to the realisation of two key points. Firstly, the concept of healthcare quality continually evolves. Secondly, the NHS Scotland Measurement Framework does not include a measure of patient experience at the microsystem level (e.g. hospital ward). This is needed to counterbalance easier to obtain metrics of quality (e.g. waiting times). Resource tends to follow measurement.
Papers 1 and 2 were exploratory, investigating theoretical and practical aspects of measuring quality of hospital care at the clinical microsystem level. With the associated Chapters, they highlighted both the necessity and the possibility of measuring the patient experience at the micro level of the healthcare system. They also drew attention to the inadequacy of “satisfaction” as a metric, leading to closer examination of “experience” as the decisive metric. This required the development of a systematic review protocol (Paper Three), then a systematic review (Paper Four).
The review (Paper Four) examined the utility (validity, reliability, cost efficiency, acceptability and educational impact) of questionnaires to measure the patient experience of hospital quality of care, with a newly devised matrix tool. Findings highlighted a gap for an instrument with high utility for use at the clinical microsystem level of healthcare. Paper Five presents the development and preliminary psychometric testing of such an instrument; the Care Experience Feedback Improvement Tool (CEFIT).
The thesis provides, as well as the matrix tool and CEFIT, theoretical and methodological contributions in the field of healthcare quality. It contributes to an aspiration that the patient’s voice can be heard and acknowledged, in order to direct improvements in the quality of hospital care.

socialiai pažeidžiamų piliečių gyvenimo kokybę, tenkinti
būtiniausius jo žmogiškuosius poreikius, padėti integruotis į
visuomenę, mažinti socialinę atskirtį. Kad žmonės gaunantys šias
paslaugas jaustų gyvenimo pagerėjimą reikia, kad tos paslaugos būtų
suteiktos kokybiškai. Net ir mažos skiriamos paslaugos gali būti
tik tada veiksmingos, jei jos taikliai pasiekė paslaugos gavėją,
ypač ekonominės krizės metais. Nekokybiškai suteikta paslauga
praranda savo vertę, neteikia naudos, vadinasi blogai arba visai
nevykdo socialinės apsaugos politikos. Siekiant paslaugų kokybės
darosi svarbūs santykiai tarp paslaugų teikėjo ir paslaugų gavėjo.
Didžiausia dalimi paslaugų kokybę lemia tiesioginis paslaugos
teikėjas- socialinis darbuotojas. Tai priklauso nuo jo
kvalifikacijos, asmeninių savybių, požiūrio į klientą. Kokybės
užtikrinimo sistemai kurti ir užtikrinti įtakos turi ir socialinių
paslaugų įstaigų veikla, paslaugų prieinamumas ir kokybė, valstybės
vykdomi ir rengiami įstatymai. Pagal socialinių paslaugų
reformą,(2002m.) nuo 2004m. buvo pradėti rengti nacionaliniai
socialinių paslaugų standartai, kurie padėtų paslaugų gavėjams ir
jų šeimų nariams spręsti apie gaunamų paslaugų kokybiškumą, o
socialinių paslaugų teikėjams būtų aiškiau, kokie reikalavimai
keliami paslaugoms. Socialinių paslaugų įstaigų išskirtinumas yra
tas, kad galutiniai rezultatai nėra grindžiami tik atliktu

One priority of welfare state is carry out
systematic social policy and to provide social services of good
quality. Social services depend on economical situation of the
state and legislation as well as qualification, competence of
employee, who provides these services, and services’ quality
assurance system. The main actor which determines quality of the
services is direct services provider – social worker. It is quit
hard to evaluate quality of services, because everyone different
understands and evaluates quality of services. Person’s indication
of evaluation depends on how provided service satisfies his need
and expectations. Lithuanian legislation of social policy is
orientated into high quality of social services; however evaluation
of it is still problematic due to a lack of documentations,
identifying quality evaluation strategy of social services provided

Druskininkai Municipality (case analyze) as well as present point
of view of social services’ organization, provider and recipient
evaluating social services on social, territorial and economic

paslaugų kokybę. Darbo uždaviniai – įvertinti gimdyvių požiūrį į
akušerių bendravimą, pateikiamos informacijos savybes, atliekamus
veiksmus atskiruose akušerijos skyriuose. Tyrimo metodika. Tyrimo
objektas – gimdyvių požiūris į akušerių, dirbančių akušerijos
ginekologijos klinikoje, teikiamų paslaugų kokybę. Gimdyvėms
pateiktos 355 anoniminės anketos (atsakas – 96,06 proc.) parą prieš
joms išvykstant arba išvykimo dieną iš akušerijos skyriaus.
Statistinė duomenų analizė atlikta, panaudojant „SPSS 17.0“
kompiuterinę programą. Rezultatai. Gimdyvės akušerių bendravimo
komponentus nėščiųjų ir gimdyvių priėmimo skyriuje įvertinimo nuo
4,07 iki 4,2 balo, gimdykloje – nuo 4,41 iki 4,4 balo, akušerijos
skyriuje pogimdyminiu laikotarpiu – nuo 4,37 iki 4,43 balo iš 5
galimų. Akušerių teikiamos informacijos savybės nėščiųjų ir
gimdyvių priėmimo skyriuje įvertintos nuo 4,22 iki 4,31 balo,
gimdykloje – nuo 4,46 iki 4,52 balo, akušerijos skyriuje
pogimdyminiu laikotarpiu – nuo 4,22 iki 4,31 balo iš 5 galimų.
Akušerių atliekamų procedūrų eigos organizavimą bei gebėjimą
reaguoti į netikėtai iškilusias problemas gimdyvės nėščiųjų ir
gimdyvių priėmimo skyriuje atitinkamai įvertino 4,41 ir 4,18 balo,
gimdykloje – 4,46 ir 4,48 balo, akušerijos skyriuje pogimdyminiu

Aim of the study – the evaluation of mothers
attitude towards the quality of services provided by midwives of
the Department of Obstetrics and Gynecology. Objectives – to
evaluate the mothers attitude towards the quality of midwives'
communication, information provided and actions performed in
separate units of obstetrical care. Methods. The object of the
study – analysis of the questionnaire considering mothers' attitude
towards the quality of services provided by midwives. Anonymous
questionnaires were provided to the mothers on the day before or on
the day of departure (n=355; response rate – 96.06%). Statistical
analysis of the data was performed by SPSS 17.0 software package.
Results. The evaluation of midwifery’s communication was scored
from 4.07 to 4.2 in obstetrical admission unit, from 4.41 to 4.4 in
delivery room and from 4.37 to 4.43 in postnatal wards out of
maximum scores of 5, respectively. The information features were
scored from 4.22 to 4.31 in the obstetrical admission unit, from
4.46 to 4.52 in delivery room and from 4.22 to 4.31 in postnatal
wards, respectively. The organization of the midwifery’s actions
and reactions to unexpected problems were evaluated by 4.41 and
4.18 scores in obstetrical admission unit, 4.46 and 4.48 in
delivery room, 4.49 and 4.51 scores in postnatal wards,

centruose gydytojų ir slaugytojų požiūriu. 2. Išanalizuoti gydytojų
ir slaugytojų išorinio teikiamų paslaugų efektyvumo vertinimą. 3.
Ištirti, koks yra gydytojų ir slaugytojų požiūris į pacientų
pasitenkinimą pirminės sveikatos priežiūros paslaugų kokybe. 4.
Palyginti gydytojų ir slaugytojų pirminės sveikatos priežiūros
darbuotojų kompetencijos vertinimą. Tyrimo metodika. Tyrimas buvo
atliktas 5 Kauno PSPC 2012 metų gruodžio-2013 metų vasario mėn.
Tyrime dalyvavo 113 gydytojų ir 137 slaugytojos. Klausimynas
sudarytas remiantis Ferguson ir kt. Gautas bioetikos leidimas
vykdyti tyrimą. Rezultatai. Gydytojai ir slaugytojai visus
techninės ir funkcinės paslaugų kokybės aspektus įvertino
teigiamai, t.y. palankiai. Techninės ir funkcinės kokybės
vertinimas priklausomai nuo gydytojų bei slaugytojų darbo stažo
taip pat buvo teigiamas. Vertinant techninę paslaugų kokybę dėl
dviejų teiginių buvo suabejota – 35,4 proc. gydytojų ir 31,4 proc.
slaugytojų teigė, kad nei sutinka, nei nesutinka su teiginiu, kad
patalpos, skirtos gydymui, yra aukščiausio lygio ir 36,3 proc.
gydytojų bei 39,2 proc. slaugytojų teigė, kad nei sutinka, nei
nesutinka su teiginiu, kad įranga, reikalinga tyrimams ir gydymui,

The aim of this study – to investigate of
doctors and nurses services quality evaluation in primary health
care system centers. Objectives: 1. To evaluate technical and
functional quality of services by attitude of primary health care
system centers doctors and nurses. 2. To analyze evaluation of
doctors and nurses external services effectiveness evaluation. 3.
To investigate doctors and nurses attitude to quality of patients
satisfaction primary health care. 4. To compare doctors and nurses
primary health care employer’s competition evaluation. Method’s.
Research was held in five Kaunas primary health centers in Dec 2012
- February 2013. Questionnaire was made according to Ferguson etc.
(1999) questionnaire about primary health care quality evaluation.
Results. There were participating 113 doctors and 137 nurses in
this research. Doctors and nurses all the technical and functional
aspects of service quality review were assessed as positive, both
by doctors and nurses. Technical and functional assessment of the
quality depends on the doctors and nurses work experience has also
been positive. The technical quality of the two statements has been
questioned - 35.4 percent. physicians and 31.4 percent nurses said
that neither agree nor disagree with the statement that the

▼ The establishment of medical institutions in Kaohsiung municipal is mainly to cooperate with the Kaohsiung City government in promoting health policy, equally allocating medical resources, enhancing the health of the citizens, looking after mid- or low-income citizens, and taking charge of the medical care
services of special patients. However, many institutions encounter various internal constraints and environmental challenges, such as bureaucratic personnel management, inflexible accounting system, faulty implementation of national healthy insurance and competition between hospitals, the Taiwanese medical system has become âhigh competition, low profitabilityâ. More institutions follow the trend to modify their medical care operation. Outsourcing is one of the methods to strength their medical
services.
The medical industry currently is highly competitive. By increasing awareness of health concern, patients are more cautious in searching for appropriate and reliable medical care. Therefore, the hospital management regards patient satisfaction, confidence, and loyalty as the core values to improve its medical care
services.
In this research paper, we discuss the relationship between the
quality of medical care
services in Kaoshiung municipal hospitals and their operating performance. We also compare the operating differences between public hospitals and outsourcing hospitals to provide authoritative reference. In our research, we selected samples of patients from the Kaoshiung Municipal Minsheng Hospital, United Hospital (Kaohsiung Museum of Fine Art Branch), Hsiaokang Hospital, and Cijin Hospital. We sent out 310 surveys and collected 287 responses by Apr 15 2010. Data analysis and hypothesis testing was based on SPSS for Windows12.0. Based on this research, we concluded that:
1.There is a significant correlation between
quality of medical care
services and hospital operating performance. Also, process of medical care
services was highly correlated with operating performance. In addition, hospital operating performance could be effectively evaluated by
quality of medical care
services.
2.With regards to the evaluation of medical care
services and operating performance for the four municipal hospitals, United Hospital received the highest scores, followed by Minsheng Hospital, Hsiaokang Hospital, and Cijin Hospital. However, the performance of these hospitals is average, indicating that their medical care
services need improvement.
3.Finally, outsourcing hospitals have a competitive advantage, which could help the improvement of medical care
services. Due to the different operating systems for each hospital, the regulatory authority should be cautious in supervising the performance of the hospital.

▼ In IEEE 802.16j MMR (Mobile Multi-hop Relay) networks, bandwidth is divided into two zones, access zone to mobile stations and relay zone to relay stations. To satisfy the requirements of
Quality of
Services (QoS) for different types of traffic between access zone and relay zone, we propose Bandwidth-Negotiation Scheduling (BNS) for BS and RS to adequately allocate bandwidth. For the purpose of satisfying higher-priority rtPS traffic, BNS can negotiate bandwidth between two zones if the allocated bandwidth is insufficient to meet its QoS requirement. Besides, BNS can satisfy bandwidth requirement for nrtPS as much as possible and it will also do negotiation to allocate at least minimum bandwidth if resource is not sufficient. At last, BNS may reduce the allocated bandwidth for nrtPS if PLR (Packet Loss Ratio) of BE is too high. Therefore, the starvation probability of BE can be decreased by earning this extra bandwidth from nrtPS. In short, the proposed BNS can adjust the boundary between access zone and relay zone dynamically and it can improve bandwidth utilization effectively. Through Markov-chain model, we evaluated the performance of BNS and compared its performance to a mechanism with fixed-boundary. Analytical results have shown that BNS can decrease the probability of exceeding delay constraint for rtPS, increase the throughput, and decrease the PLR for nrtPS when rtPS delay constraint is increased. Moreover, BNS can significantly reduce the possibility of starvation for BE traffic.

Methods: We performed a cross-sectional study of HRQOL of children and their parents enrolled in the outpatient intestinal rehabilitation program at Seattle Children's Hospital using the PedsQLTM 4.0 Generic Core Scales parent proxy-report and the Family Impact Module questionnaires. We compared PedsQLTM scores with previously published normative data and examined associations between PedsQLTM scores and patient demographic and clinical characteristics. Parents were asked two open-ended questions pertaining to the suitability and completeness of the PedsQLTM to assess their and their child's HRQOL. Results: Parents of 23 children with IF completed the questionnaires. Compared to norms for healthy children, parents reported significantly lower total PedsQLTM scores for children ages 1-2 years (mean difference= 13.16, p=0.003) and 3-4 years (mean difference= -17.63, p=0.001). Scores were also lower for children younger than 1 year (mean difference= -6.43) and children aged 2-3 years (mean difference= -11.96), though neither test reached statistical significance. The Family Impact Module scores of parents were similar to previous scores of parents caring for children with chronic illnesses (mean difference= -1.19, p=0.852). No measured demographic or clinical characteristics were associated with HRQOL in this sample. The majority of parents (65%) said the PedsQLTM failed to address important impacts of IF on children and their families. In particular, the PedsQLTM did not address challenges parents face nurturing their child or supporting their child's attainment of developmental milestones. Discussion: Children with IF and their parents have a decreased HRQOL compared to healthy children as measured by the PedsQLTM. The majority of parents identified additional challenges associated with IF that affect their child's and family's HRQOL. A disease-specific module or separate HRQOL questionnaire is needed for a more comprehensive assessment of patient and family HRQOL of children with IF.

apie neurologinės stacionarinės reabilitacijos paslaugų kokybę
Kauno Klinikinėje ligoninėje ir jos sąsajas su reabilitacijos
efektyvumu. Uždaviniai: 1. Įvertinti pacientų nuomonę apie
reabilitacijos paslaugų kokybę stacionare. 2. Nustatyti socialinių
ir demografinių veiksnių reikšmę reabilitacijos paslaugų kokybės
įvertinimui. 3. Įvertinti reabilitacijos paslaugų efektyvumą pagal
paciento savarankiškumo testą ir trumpą protinės būklės tyrimą. 4.
Nustatyti sąsajas tarp pacientų reabilitacijos paslaugų kokybės
įvertinimo ir objektyvaus reabilitacijos efektyvumo. Tyrimo
metodika. Anketinė anoniminė VšĮ Kauno Klinikos reabilitacijos
skyriaus pacientų apklausa panaudojant Ferguson pasiūlytą
klausimyną. Reabilitacijos efektyvumas įvertintas atlikus
savarankiškumo (Barthel indeksas) ir trumpą protinės būklės testą.
Analizuoti socialinių ir demografinių veiksnių, reabilitacijos
efektyvumo įtaką paslaugų kokybės vertinimui. Statistinė analizė
atlikta naudojant SPSS 17.0 statistinį paketą bei Mann-Whitney U,
Studento t, Chi kvadrato, ANOVA testus. Rezultatai. Tyrime dalyvavo
156 pacientai: 63 proc. moterų ir 37 proc. vyrų. Pacientų amžiaus
vidurkis buvo 70,4 metai. 68 proc. pacientų gyveno mieste ir 83
proc. naudojosi reabilitacijos skyriaus paslaugomis pirmą kartą.
Labai gerai ir gerai gautas paslaugas įvertino 96,1 proc. pacientų.
Moterys bendrą reabilitacijos paslaugų kokybę vertino geriau nei

Aim of the study. To evaluate patients’
opinion about the quality of inpatient neurological rehabilitation
services at the department of rehabilitation of Kaunas Clinical
Hospital and its correlation with the efficiency of rehabilitation.
Objectives. 1. To evaluate patients’ opinion about the quality of
inpatient rehabilitation services. 2. To establish the role of
socio-demographic factors on the evaluation of the quality of
rehabilitation services. 3. To evaluate the efficiency of
rehabilitation services based on the results of self-sufficiency
test and mini mental state examination. 4. To determine correlation
between the patients’ evaluation of the quality of rehabilitation
services and impartial efficiency of rehabilitation. Methods. The
questionnaire developed with the reference to R.J. Ferguson was
employed for an anonymous survey of patients in the rehabilitation
department of Kaunas Clinical Hospital in order to evaluate the
opinion of patients about the rehabilitation services. The
efficiency of rehabilitation was evaluated having conducted
self-sufficiency test (Barthel Index) and mini mental state
examination. The impact of socio-demographic factors and the
efficiency of rehabilitation on the evaluation of the quality of

▼ The purpose of this study is to investigate and explore the challenges and problems experienced by the residents of Braamfischerville, related to the provision of housing, including the provision of
services such as adequate water and electricity and roads in the study area. The research focused largely on how the challenges and problems related to housing affect the lives of the residents, socially and economically. It seems these houses were designed for people who are single and young, and will never grow and have families of their own. When considering the size of these houses, it becomes clear that they do not cater for larger families. The
quality of the housing units in this area is of very poor standard. The mixed research methods are used to collect the primary data for this study. The use of both quantitative and qualitative methods are deemed most appropriate for this research study, as most researchers regard them as best methods in
answering the research questions. Mixed approaches are also important in identifying issues, factors and relevant questions which can become the focus of a quantitative. The use of mixed methods has the assumption that both approaches can complement each other and help in avoiding unnecessary shortcomings. The findings revealed that the size of the RDP houses was not suitable to accommodate most of the residents in this area. The problem was caused by poor housing designs which resulted in very small, overcrowded RDP houses. Most of the RDP housing units are defective, mainly caused by the use of poor building materials and it was also found out that unemployment was a major challenge in Braamfischerville. The state has not managed to create jobs for the community of this area. It has become very difficult for these people to make improvements to and maintain their RDP houses. Provision of basic
services such as water and electricity was found to be in order. The roads in
Braamfischerville were found to be in very poor conditions. And that has negatively affected the socio-economic activities in the area. Finally, the land where this settlement has been established, was found to be inadequate. The area is situated very far from the places of employment and other facilities. Several houses were built on damp areas, flooding areas and on the wetlands. These houses are said to pose a serious danger to the occupants.

▼ [ACCESS RESTRICTED TO THE UNIVERSITY OF MISSOURI AT AUTHOR'S REQUEST.] Deployment of wireless networks has risen rapidly in the last decade thanks to their convenience and flexibility. Meanwhile, multimedia service has grown to be the main part of the network traffic. As a result,
Quality of service (QoS) became an indispensable part of wireless networks, and consequently 802.11e amendment has been created. There are two QoS mechanisms in 802.11e amendment, one is Enhanced Distributed Coordination Function (EDCA), and the other one is HCF Controlled Channel Access (HCCA). Since HCCA is a contention-free-based mechanism, it can provide a guaranteed QoS which is important for real time multimedia traffic. However, in IEEE802.11e amendment HCCA is not fully specified and has some overhead issues. In this thesis, we propose an innovative way to reduce overhead by utilizing beacon frame. In addition to improve the efficiency of this mechanism, we also utilize different time intervals to separate different transmission phrases and utilize certain data frame to carry traffic queue information.

Квалитет је данас један од кључних фактора за
препознавање неког производа односно произвођача на тржишту. Из тог
разлога се његовом управљању посвећује значајна пажња у циљу
задовољења захтева корисника и опстанка организације у условима
оштре конкуренције. Да би што дуже задржали корисника уз себе,
многи произвођачи уз производ нуде и послепродајне услуге. Међу
њима значајно место заузимају произвођачи моторних возила. Сет
услуга које се нуде су: редовни севиси, одржавање возила,
гаранција, продаја резервних делова и слично. У овом раду је
приказан развој модела за управљање квалитетом послепродајне услуге
одржавања моторних возила. Применом одговарајућег методолошког
поступка дефинисана је јединствена листа индикатора квалитета у
форми параметара преко којих корисник процењује њихов квалитет.
Након тога факторском анализом идентификовани су фактори квалитета
одржавања моторних возила из перспективе корисника. Издвојено је
девет фактора који представљају кључне димензије квалитета услуге
која је била предмет овог истраживања. Подаци потребни за све
предметне анализе прикупљени су у овлашћеним сервисима следећих
произвођача аутомобила: Toyota, Škoda, Volkswagen, BMW, Audi i
Citroen. У раду је приказан модел за утврђивање квалитета услуге
одржавања моторних возила који је формиран на бази издвојених
фактора квалитета а узимајући у обзир и израчунату вредност њихове
значајности. На основу резултата добијених предметним истраживањем
а уважавајући и савремене принципе из ове области дефинисан је
модел за управљање квалитетом услуга одржавања моторних возила у
аутосервисима. Дефинисани модел за управљање квалитетом услуге у
ширем смислу треба да покаже како се спроводе активности у циљу
унапређења квалитета у аутосервисима, и како се нови аспекти у
реализацији ових услуга могу импементирати у формирани модел. На
конкретном примеру је приказан начин како је могуће унапређивати
квалитет услуге одржавања моторних возила на бази формираног
модела. Развој модела за управљање квалитетом услуга одржавања
моторних возила даје подршку адекватном управљању овим процесом. Он
има Докторска дисератција важну улогу у остварењу употребног
квалитета (Quality of Service) свих сложених техничких средстава, у
које свакако спадају и моторна возила. Остварени квалитет је
предуслов задовољства корисника. У раду су приказане и допунске
анализе резултата истраживања који се односе на статистичку обраду
показатеља квалитета услуга у зависности од овлашћеног сервиса где
су испитивања обављена.

Research object – quality of social
consultation services. Research aim - to determine the quality of
social consulting services in Prienai district municipality
administration and to present their improvement trends and means.
Research tasks: 1. To analyze theoretical aspects of social
consulting services` quality. 2. To determine quality research
criteria of social consulting services. 3. To evaluate the quality
of social consulting services in Social security division of
Prienai district municipality administration. 4. To foresee
improvement opportunities of social consulting services` quality in
Social security division of Prienai district municipality
administration. Time of exploration: 2003 – 2008 year. Research
methods: analysis and synthesis of scientific literature, laws and
documents, periodical articles, electronic information sources,

priežiūros įstaigų paslaugų kokybės rodiklių svyravimus
priklausomai nuo amžiaus, lyties, dienos pobūdžio, paslaugos
rūšies. 3. Įvertinti atvejų skaičiaus įtaką stacionarinių asmens
sveikatos priežiūros įstaigų paslaugų kokybei Tyrimo metodika:
Tyrime vertintos 6 regioninės ligoninės. Kokybės rodikliai: Cezario
pjūvio (CPO) operacijų dažnis, hospitalinis mirštamumas dėl ūmaus
miokardo infarkto per 30 ir per 2 d. (ŪMI 30d. ir 2d.) ir dėl
galvos smegenų insulto (GSI 30d. ir ŪMI 2d.). Papildomi rodikliai:
vidutinės gulėjimo trukmės (VGT) analizė pagal gimdymo būdą ir tarp
ligoninių, vertinta atvejų skaičiaus koreliacija su pasirinktų
rodiklių rezultatais ir analizuotas perkeltų į kitą ligoninę
tolimesniam gydymui pacientų srautai. Statistinė duomenų analizė
atlikta SAS programa. Rezultatai: Bendras CPO dažnis regioninėse

Aim of the study. To measure the quality of
care in Lithuanian regional hospitals and its variations with
statistical quality indicators. Objectives. 1. to assess the
quality of care in Lithuanian regional hospitals with statistical
quality indicators. 2. To analyse the variations of quality
indicators of Lithuanian regional hospitals depending on age, sex,
nature of day, and type of delivery. 3. To assess the influence of
case volume on service quality of hospitals. Methods. 6 regional
hospitals were assessed during the research period from 2010 to
2012. Quality indicators: Caesarean section (CS) rate, in-hospital
30-day and 2-day mortality rates due to Acute Myocardial Infarction
(AMI) and in-hospital 30-day and 2-day mortality rates following
stroke. Additional indicators: analysis of average length of stay
(ALS) according to the mode of childbearing and among hospitals;
assessment of correlation of the results between selected
indicators and patient case volume; and the analysis of patient
flows transferred to another hospital for further treatment.
Statistical analysis was performed by means of SAS program.
Results. The overall rate of CS in regional hospitals was 18.45 %.
Ages in the groups ranged as follows: <25 y.o. - 15.38 %; 25-35
y.o. - 20.06 %; > 35 y.o. - 20.55 % (p <0.05). CS rate on

▼ The changes that bring the new global scenario have led the managers to worry about factors such as competition, and risk instability. This situation again that businesses with education, schools, revessem the management system used, which meant that managers would not be only "educators" to become increasingly administrators of a complex structure, offering a service in nature intangible. Customers have become increasingly demanding in relation to services provided by these private institutions and thus caused changes that also happen to date in relation to the structure, offer expanded services, care, among other issues pertinent to the sector. In this context, this study aims at, analyze the alignment between the strategies implemented by school administrators and quality of services under the vision of customers, investigating the main strategies adopted by educational leaders and examining how the client evaluates the quality of services in school . The research was divided into three stages: study-managers, customer-study and comparison between the two studies. The work has shown the existence of relations between the thoughts and execution of strategies by managers in line with the fact that customers are getting what they want and that the company offers, identifying the degree of alignment between the visions. In the analysis one can understand and know how customers assess the institution and how the managers feel that such customers think. Helped the company find out how to satisfy their customers, encouraging the use of a tool in attempting to measure the perceived and desired level of quality. For the academic world, the study brought to light the comparison of what is planned with what the end user receives. This is a comparison of strategies and quality of services is still low in studies in management, especially in education. The results have been achieved since the study showed there as the relationship between the strategies are formulated and put into practice with the evaluation of services by customers, but so slow and statistics, though subjective, estimated that more empirical.

▼ As mudanÃas que trazem o novo cenÃrio globalizado tÃm levado os gestores a se preocuparem com fatores como concorrÃncia, risco e instabilidade. Tal situaÃÃo vez com que as empresas educacionais, escolas, revessem o sistema de gestÃo utilizado, fazendo com que os gestores deixassem de ser apenas âeducadoresâ para se tornarem cada vez mais administradores de um sistema de estrutura complexa e que oferece um serviÃo de natureza intangÃvel. Os clientes passaram a ser cada vez mais exigente em relaÃÃo aos serviÃos prestados por estas InstituiÃÃes privadas e conseqÃentemente provocou mudanÃas que ainda acontecem atà hoje em relaÃÃo à estrutura, oferta ampliada de serviÃos, atendimento, dentre outras questÃes inerentes ao setor. Diante deste contexto, este trabalho tem como objetivo, averiguar como as estratÃgias estabelecidas pelos gestores da Escola estudada estÃo em sintonia com a qualidade dos serviÃos oferecidos aos clientes, investigando as principais estratÃgias adotadas pelos dirigentes educacionais e examinando como o cliente avalia a qualidade dos serviÃos na escola. A pesquisa foi dividida em trÃs etapas: estudo-gestores, estudo-clientes e comparaÃÃo entre os dois estudos. O trabalho permitiu verificar a existÃncia de relaÃÃes entre os pensamentos e execuÃÃo das estratÃgias pelos gestores em consonÃncia com o que de fato os clientes estÃo recebendo e o que eles desejam que a empresa ofereÃa, identificando o grau de alinhamento entre as visÃes. Contribuiu para a empresa averiguar o como satisfazer seus clientes, estimulando o uso de uma ferramenta na tentativa de medir o nÃvel percebido e desejado de qualidade. Para o universo acadÃmico, o estudo trouxe à tona a comparaÃÃo do que se planeja com o que o consumidor final recebe. Trata-se de uma abordagem comparativa de estratÃgias e qualidade dos serviÃos que ainda à pouco realizada em estudos na gestÃo, principalmente na educacional. Os resultados foram atingidos uma vez que o estudo mostrou haver relaÃÃo entre o como Ãs estratÃgias sÃo formuladas e colocadas em prÃtica com a avaliaÃÃo dos serviÃos por parte dos clientes, mas de forma nÃo pontual e estatÃstica, mas de maneira subjetiva, mais empÃrica que calculada.
